Et comprendre pourquoi cette notion clef pour le marketing et l\u2019\u00e9conomie post pand\u00e9mie est inconnue par un des op\u00e9rateurs, en l\u2019occurrence Free.<\/p>\n\n\n\n<ol type=\"1\"><li><strong>D\u00e9personnalisation<\/strong> \u00e0 l\u2019extr\u00eame. M\u00eame au d\u00e9but, quand on rencontre des humains, on n\u2019est jamais client, on devient tout de suite <em>\u00ab\u00a0abonn\u00e9\u00a0\u00bb<\/em>. Ce qui implique la fid\u00e9lit\u00e9, la passivit\u00e9, la captivit\u00e9 aussi. Alors que la notion de client a un sens plus puissant\u00a0: choix,\u00a0 acqu\u00e9reur, satisfaction, amateur, mais plus dangereux pour le fournisseur. On devient abonn\u00e9 en donnant ses coordonn\u00e9es, en signant la demande de pr\u00e9l\u00e8vement.<\/li><li><strong>Le<\/strong> <strong>fonctionnement en silo<\/strong>, cons\u00e9quence des sous-traitances. Le magasin enregistre votre souscription mais n\u2019a pas de mat\u00e9riel \u00e0 vous donner. Il vous sera envoy\u00e9 ou livrable en relais. L\u2019installation sera faite par un technicien d\u2019une compagnie qui n\u2019a pas de contact avec Free sauf un rapport par mail. L\u2019assistance, situ\u00e9e loin de vous, doit r\u00e9gler tous vos probl\u00e8mes \u00e0 distance. Elle peut <em>\u00ab\u00a0faire remonter\u00a0\u00bb<\/em> vos demandes \u00e0 des <em>\u00ab\u00a0responsables\u00a0\u00bb<\/em> parfaitement anonymes et sans doute virtuels. Vous recevez un sms qui annonce un rendez-vous o\u00f9 votre pr\u00e9sence est requise. Mais en fait, le sms indique <em>\u00ab\u00a0aucune disponibilit\u00e9 pour le moment\u00a0\u00bb\u00a0<\/em>! Tout est correct car l\u2019ordinateur central a bien programm\u00e9 ces messages. Le <em>\u00ab\u00a0Service qualit\u00e9\u00a0\u00bb<\/em> que vous avez obtenu en derni\u00e8re extr\u00e9mit\u00e9 et sans l\u2019avoir demand\u00e9, n\u2019a pas votre dossier mais promet de r\u00e9soudre tous vos probl\u00e8mes sans vous indiquer de quelle mani\u00e8re ni dans quels d\u00e9lais. La demande de r\u00e9siliation doit parvenir par courrier postal \u00e0 une adresse d\u00e9di\u00e9e, surtout pas dans la boutique ni \u00e0 l\u2019assistance qui ignore le mot. Elle sera trait\u00e9e par des juristes ou des comptables qui n\u2019ont aucune id\u00e9e de la raison qui vous fait r\u00e9silier et ne la transmettent pas \u00e0 un service, disons, <em>\u00ab\u00a0commercial\u00a0\u00bb<\/em>. Ce qui les int\u00e9resse c\u2019est de r\u00e9cup\u00e9rer le mat\u00e9riel et de facturer des frais de r\u00e9siliation. Les commerciaux ne sont pas l\u00e0 pour r\u00e9cup\u00e9rer des clients mais vendre des forfaits \u00e0 des abonn\u00e9s.<\/li><li><strong>L\u2019\u00e9change<\/strong>, \u00e9l\u00e9ment constitutif de base de la relation, est totalement absent. Le dialogue est nul. Les conseillers de l\u2019assistance travaillent selon des grilles \u00e9crites et ils ne peuvent vous assister si vos questions sont hors cadre. Le courrier postal de r\u00e9siliation que vous avez envoy\u00e9 ne g\u00e9n\u00e8re aucune r\u00e9ponse ni contact t\u00e9l\u00e9phonique (pas de \u00e7a chez un op\u00e9rateur mobile\u00a0!) mais un mail format\u00e9, simple accus\u00e9 de r\u00e9ception qui ne r\u00e9pond \u00e0 rien, ne r\u00e9sout rien. Avoir un dialogue en magasin est inutile. Le personnel, les seuls collaborateurs de Free qui ont la chance de rencontrer des clients, est en charge de vendre des abonnements et des smartphones avec leur \u00e9tui, point final. J\u2019ai test\u00e9 un autre op\u00e9rateur sur ce point pr\u00e9cis et une discussion globale sur l\u2019abonnement fut possible et efficace.<\/li><li><strong>La fid\u00e9lisation<\/strong>. Nous savons tous que conserver un client co\u00fbte moins cher que d\u2019en conqu\u00e9rir un nouveau. Chez Free c\u2019est diff\u00e9rent, avec 20 millions d\u2019abonn\u00e9s, on peut se permettre x% de r\u00e2leurs. Ce serait int\u00e9ressant de conna\u00eetre le pourcentage exact et son \u00e9volution<\/li><li><strong>Les remont\u00e9es du terrain<\/strong>. Pourquoi chercher \u00e0 apprendre des abonn\u00e9s\u00a0? Comprendre leur exp\u00e9rience\u00a0? Rechercher leur engagement, cr\u00e9er de l\u2019\u00e9motion\u00a0? Mieux les conna\u00eetre\u00a0? Animer un forum\u00a0? Initier des id\u00e9es ou m\u00eame la coconstruction\u00a0? Pas de \u00e7a chez nous\u00a0!\u00a0 M\u00eame le simple questionnaire de satisfaction est exclu, belle preuve de lucidit\u00e9\u00a0! Le syst\u00e8me engagement \/ pr\u00e9l\u00e8vement\/ assistance \/ r\u00e9siliation a \u00e9t\u00e9 construit pour l\u2019organisation Free sur des crit\u00e8res myst\u00e9rieux qui n\u2019ont rien \u00e0 voir avec la relation client.<\/li><\/ol>\n\n\n\n<p>En un sens, tout ceci est rassurant.
